# Anatomy of a Bad Call

Reps do not lose calls on the scripted parts. They lose them on the curveballs. Here are transcript-level breakdowns of the three failure patterns we see most often in practice sessions, and the response that fixes each one.

Transcripts below are illustrative composites of common patterns, not recordings of real customers.

1 

## The billing blow-up: leading with policy instead of acknowledgment

The setup:  A subscriber says their site has been down three times this week and they want a refund or they are leaving. This is the single most common escalation pattern in support queues.

What the unprepared rep says 

"I understand, but our refund policy requires 30 days notice, so let me explain what we can do."

Why it fails:  The rep reaches for policy in the first sentence. 'I understand, but' is a contradiction the caller hears as 'I do not understand.' The word 'policy' tells the caller the rep is defending the company, not helping them. Churn probability spikes here.

What the drilled rep says 

"Three outages in one week is genuinely unacceptable, and you are right to be angry. Let me pull up your account right now and get this sorted, including making this right on the billing side."

Why it works:  Specific acknowledgment ('three outages in one week') proves the rep actually listened. No 'but.' The rep commits to action before discussing terms, which buys the permission to problem-solve.

The coaching takeaway:  In the first 10 seconds of an escalation, the caller is scoring one thing: did this person hear me? Acknowledgment with specifics beats policy every time.

## The pricing curveball: answering the objection instead of the concern

The setup:  Mid-discovery, a prospect says: 'Your competitor quoted us half that price.' The scripted rep treats this as a pricing objection. It usually is not.

What the unprepared rep says 

"We offer a lot more value for the price, and when you factor in all the features, the total cost of ownership is actually better."

Why it fails:  The rep argues with the number. Feature-listing against a cheaper quote positions the product as a commodity and trains the prospect to negotiate on price alone.

What the drilled rep says 

"That is a fair comparison to want to make. Can I ask what was included in that quote? In our experience the gap usually comes down to two or three specific things, and it is worth checking whether you are comparing the same setup."

Why it works:  The rep treats the number as information, not an attack. Asking what the quote includes re-frames the conversation around fit, and often reveals the cheaper quote excluded onboarding, seats, or support.

The coaching takeaway:  Price objections are usually comparison problems. Diagnose what is being compared before defending what you charge.

## The silent stall: filling dead air with features

The setup:  After the rep answers a technical question, the prospect goes quiet for several seconds. New reps almost universally make the same mistake here.

What the unprepared rep says 

"And also, we integrate with Salesforce and HubSpot, and there is a Chrome extension, and the reporting dashboard is fully customizable..."

Why it fails:  Silence feels like failure, so the rep fills it with an unrequested feature dump. Every extra sentence gives the prospect new surface area to object to and signals nervousness.

What the drilled rep says 

"\[Lets the silence sit, then:\] What are you weighing up?"

Why it works:  Silence after a solid answer usually means the prospect is thinking, not objecting. A short, open question surfaces the real consideration (budget, timing, an internal stakeholder) instead of burying it under features.

The coaching takeaway:  Dead air is data. The rep who can sit in silence for three seconds and then ask one good question outperforms the rep who talks through it.

## The pattern behind all three

Every failure above is a reflex problem, not a knowledge problem. The rep knew the right answer in a quiz setting. Under pressure, the wrong reflex fired.
