    The coaching gap in contact centers

    Most contact centers review under 2% of calls. That means a CSR can handle 300 conversations in a month and get feedback on four of them, all after the customer has already had the experience. AI call coaching for CSRs moves the feedback in front of the customer instead of behind them.

    The loop is simple: the CSR runs a practice call against an AI customer, gets scored the moment it ends, and runs it again. Nothing is at risk except ten minutes.

    The calls worth practicing

    Not every contact type needs rehearsal. These do:

    • Policy denials. Saying no clearly, once, without hiding behind the script.

    • Retention saves. A cancellation request where the real reason has not been said out loud yet.

    What gets scored

    Each practice call is graded on empathy and rapport, active listening, policy accuracy, resolution quality, and closing. Voice sessions add tone, pace, and filler words. Every score cites the transcript moment behind it, so a supervisor coaching from it is pointing at evidence rather than an impression.

    Because the rubric is the same one QA uses on live calls, practice scores and QA scores are directly comparable. That is what makes it possible to see whether coaching actually moved anything.

    Onboarding: the biggest single win

    New CSRs traditionally learn on real customers during their first weeks, which is exactly when CSAT is most fragile. Running 20 to 30 scored practice calls before go-live front-loads the mistakes into a simulator. Teams doing this consistently cut ramp time and see fewer early escalations.

    Supervisor workflow

    1. Assign a scenario category for the week from the scenario library.
    2. Read the scorecards, not the recordings. The AI has already surfaced the weak dimension.
    3. Override any score you disagree with, and leave a written coaching note on the call.
    4. Reassign the same scenario at a higher difficulty and check whether the score moved.

    AI coaching does not replace QA

    QA still owns compliance, real-call sampling, and calibration. AI coaching owns practice volume. Run both: use call calibration to keep human scorers aligned, and use practice to make sure CSRs rarely produce the call that would have failed QA in the first place.
